The reply is not written for the reviewer. It is written for the next hundred people who read it while deciding whether to call you — which changes almost every instinct you have about what to say.
Reply publicly within one business day in four parts: thank them, acknowledge the specific issue without disputing it, say what you are doing about it, and give a direct contact to take it offline. Keep it under eighty words and never argue the facts in public.
The reply exists for future readers, not for the reviewer. Once you accept that, most of the difficult decisions answer themselves.
Calm always outperforms correct — Readers side with whoever sounds more reasonable, regardless of who was right. A defensive reply confirms the complaint.
Specific beats generic — A templated apology signals nobody read it. Naming the actual issue shows the business is paying attention.
Move the detail offline — Offer a name and a direct line. Public threads escalate; private conversations resolve.

“I am sorry this was frustrating. The quote covered the base work rather than the additional materials, and it is clear we did not explain that well enough up front. I have reworded how we present quotes. Please call me directly on [number] and we will sort it out.”

“We take every review seriously, but we have no record of working with you and want to be sure this is not a case of mistaken identity. Could you contact me on [number] so I can check? If we have made an error, I would genuinely like to fix it.”
Four Replies That Make It Worse
Each of these turns one bad review into a longer, worse one.

Disputing the details publicly
Correcting their version line by line reads as combative even when you are right, and it invites a rebuttal that keeps the thread alive.

Mentioning their account or history
Referencing what they bought, owed or complained about before reads as retaliation and can breach privacy expectations.

The identical apology on every review
Three consecutive replies with the same wording tells readers nobody is actually reading. Worse than no reply.

Asking them to take it down
Requesting removal in the public reply looks like reputation-scrubbing. Ask privately, after you have resolved it, or not at all.
Why One Negative Review Is Not the Problem
A profile of nothing but five-star reviews reads as filtered to experienced buyers, and a single well-handled complaint frequently converts better than an unbroken wall of praise. What readers are looking for is evidence of how you behave when something goes wrong.
The genuine risk is a pattern — several reviews naming the same failure, unanswered. That is a business problem the reply cannot solve, and treating it as a reputation task rather than an operations one is how it becomes permanent. A review programme should surface those themes early enough to act on.

Should I respond to every negative review?
Yes, with the exception of obvious spam you are reporting instead. An unanswered negative review reads as indifference, and it is the only version of the story a future customer sees. Even a short, calm acknowledgement changes how the review lands.
What if the review is factually wrong or not a customer?
Reply anyway, calmly, and correct the record once without escalating: note that you have no record of the visit, invite them to contact you directly so you can look into it, and stop there. Then report it, since reviews from non-customers may breach Google's policies. What you must not do is call the reviewer a liar in public — readers side with whoever sounds calmer.
How quickly should I reply?
Within one business day. Speed is visible to readers and it also lowers the chance the reviewer escalates elsewhere. If you need time to establish facts, post a short acknowledgement promptly and follow up once you know more, rather than staying silent for a week.
Can I get a negative review removed?
Only if it violates Google's policies — spam, conflict of interest, off-topic content, prohibited content, or a review of the wrong business. Genuine negative experiences cannot be removed and should not be. What is actually removable is a shorter list than most owners expect, so treat removal as a bonus rather than a plan.
Does responding to reviews help rankings?
Response itself is a weak direct signal, but the pattern it belongs to is not. An actively managed profile with recent reviews and replies signals an operating business, which is part of the prominence factor. The stronger argument for replying is commercial: it is read by prospects at the exact moment they are deciding.
